Every day, your clinic loses patients you’ll never even know about
This is where a patient’s journey at the clinic most often comes to an end:
Missed call
The call goes unanswered, and no one calls back—so the patient chooses a competitor.
Confusing information
Patients receive confusing information about prices, appointment times, or specialists—and decide not to make an appointment.
Interrupted treatment plan
If no follow-up appointment or appropriate treatment is recommended during the consultation, the treatment plan is interrupted.
Unfulfilled expectations
The experience with the procedure doesn’t live up to the promise—the patient doesn’t return and doesn’t recommend it.
Let’s discuss the situation at your clinic

Guesswork vs. Data
The difference between “gut-feel” management and fact-based management.
Without an investigation
- Speculation: “The patient probably left because of the price.”
- Internal evaluation – the team evaluates itself
- Isolated individual complaints without a systematic overview
- The patient has disappeared; the reason remains unknown
- Decisions are made based on intuition
Using a mystery shopper survey
- Exact data: “Call #7 was disconnected at 0:42.”
- Independent external investigation – trained mystery shoppers
- A comprehensive overview of service quality at every stage
- A clear stage at which the patient is lost
- Decisions should be based on facts and specific records
How the research is conducted – from the initial inquiry to the final report
A clear 6-step structure so you know what to expect at each stage.
Consultation
We get to know you, take a close look at your clinic’s situation, and identify which stages of the patient journey are most important to evaluate.
Alignment of objectives and scenarios
At the same time, we define exactly what will be evaluated. We develop test scenarios A, B, and C, as well as a mystery shopper questionnaire.
Mystery shopper survey
We make calls and conduct visits according to an agreed-upon methodology. Mystery shoppers behave like real patients.
Data Analysis
We organize the collected data, identify recurring points of loss and qualitative shortcomings.
Report and Discussion
We present a comprehensive report via video call with the clinic director—complete with specific examples and recordings.
Recommendations for improvement
Here are some specific steps for the team—which can be implemented over the next 30–60 days.

What benefits will you receive?
The study yields two results: a strategic one (for management) and an operational one (for the team).
Strategic benefits
- An objective self-assessment of the level of patient care—reception, doctor, phone calls.
- Strengthening a brand’s reputation is proof of quality service.
- Data-driven insights and decisions rather than subjective impressions.
- Training for clinic directors and senior staff on patient behavior.
Operational benefits
- It shows whether the patient’s journey (call → registration → treatment → discharge) is proceeding smoothly.
- Identifies critical points where potential patients are lost.
- Ensures consistent communication between the administration and the medical teams.
- Useful for evaluating the effectiveness of onboarding new employees.
- It increases the conversion rate of inquiries into visits and reduces the number of lost patients.
Frequently Asked Questions
Answered by the Project Manager at Expertmedia
How many calls are needed for an objective assessment?
How many calls are needed for an objective assessment?
For an objective assessment of service quality, we recommend the MIDI package (15 calls). This allows you to:
- evaluate and compare several receptionists (usually 2–3 people);
- evaluate different time intervals (morning, afternoon, Friday, beginning/end of the week);
- test 3 different scenarios (A: price inquiry, B: scheduling an appointment, C: specialized services);
- distinguish a systemic problem from a random occurrence.
MINI (10 calls) is suitable for an initial diagnostic check when you do not yet know if the problem is systemic. With fewer than 3 calls, you will not be able to identify any patterns.
Does the price of the procedure evaluation include the procedure itself?
Does the price of the procedure evaluation include the procedure itself?
No. The prices listed are the mystery shopper fee for evaluating the treatment visit. The cost of the treatment itself is reimbursed by the clinic according to the clinic’s price list.
Example – 1 treatment visit:
- Mystery shopper fee: €40 (included in the research package)
- The procedure itself (e.g., professional dental hygiene): €80 (reimbursed by the clinic, e.g., via a gift voucher)
- Total: €120
This is done because the mystery shopper must purchase the actual service—only then is it possible to objectively evaluate the patient’s full experience (the doctor’s behavior, the course of the procedure, additional offers, and the farewell).
Can the study be adapted for multiple clinic locations?
Can the study be adapted for multiple clinic locations?
Yes – this is a standard part of the Custom Package (designed for clinic networks). There are three possible scenarios:
- Comparative Study – the same methodology across all locations; you receive a comparison matrix (“which clinic performs best, where is consistency lacking”);
- Specialized study – unique scenarios tailored to each location (e.g., professional dental hygiene at one, a comprehensive examination package at another);
- Phased study – starting with testing at one location, followed by expansion.
During the consultation, we will work with you to define the most appropriate scope based on your clinic’s specific needs and prepare a commercial proposal.
How long does the examination take?
How long does the examination take?
The duration depends on the package:
- MINI – 1 month
- MIDI – 2 months
- MAXI – up to 3 months
- Custom – depending on scope (usually 1–6 months)
The duration includes three stages:
- Preparation (1–2 weeks) – goal alignment, scenario development, training of mystery shoppers;
- Conducting the research – calls and visits at the agreed pace;
- Report and discussion (~2 weeks) – data analysis, systematization, and presentation to management during an online meeting.
What will the result be?
What will the result be?
You will receive five specific results:
- A structured report (PDF + interactive version) – including a patient touchpoint matrix, stage evaluations, and overall scores;
- Qualitative insights – not just numbers, but specific examples (“Call #7 was disconnected at 0:42 min. because the receptionist…”);
- Mystery shopper comments for each specific situation.
- Specific recommendations for the team – what to change, how to train, what to add to scripts;
- Video debriefing with the clinic director – a live presentation of results, answers to questions, and the formulation of a 30–60-day action plan.
Is the survey anonymous?
Is the survey anonymous?
Yes – this is a key factor in the study.
- Mystery shoppers behave like real patients – the reception desk, doctors, and other team members are unaware of the study;
- The only person at the clinic who knows about the study is the clinic director or the designated project contact person;
- The identities of mystery shoppers are kept confidential—not even the director knows who specifically will be conducting the assessment;
This anonymity ensures objective data. If employees knew they were being evaluated, their behavior would change—and we would get skewed results.
Can both the receptionist and the doctor be evaluated?
Can both the receptionist and the doctor be evaluated?
Yes – this is a standard part of the survey, included in the MIDI and MAXI packages.
Call phase (all packages):
- receptionist’s tone and empathy;
- quality of responses to questions about prices, appointment times, and specialists;
- whether an appointment time is offered (active selling).
Appointment stage (MIDI and MAXI):
- Quality of on-site reception service – cleanliness, order, patient consent, waiting time;
- Doctor’s consultation – introduction, clarification of needs, presentation of services, active selling, empathy, offer of a follow-up visit;
- Procedure experience (MAXI) – informing the patient about the process and during the process, quality of the procedure, professionalism, offering follow-up services.
